Abstract:This study reconfigures the user generated content in online hotel reviews to provide comparative and benchmarking insights about customer satisfaction. Hangzhou, an emerging tourism city in China, was selected for the study. Over a thousand user-generated reviews about four and five star hotels that were posted on Agoda.com were coded and analysed. Seventeen attributes influencing customer satisfaction were identified. The attributes were classified on the type of influence exerted: satisfiers (work in a solely positive direction), dissatisfiers (work in an exclusively negative direction), bidirectional forces (influence either positive or negative outcomes), and neutrals (no marked influence). The approach enabled the comparison of customer satisfaction between 4 and 5 star hotels, properties with different ownership, and the views of guests from different origins. The study suggests that a focused reclassification of the online review data can deliver powerful customer feedback messages for both researchers and hotel managers. (C) 2013 Elsevier Ltd. Abstract:The application of robots in service industry is increasing. Compared with related studies in other countries, the research on users’ acceptance of mid-range and high-range hotel service robots in China is preliminary. Based on the interaction between Chinese consumers and hotel service robots, this study explored the factors that influence consumers’ willingness to accept robots in human–robot interaction. According to the service robot integration willingness scale (performance efficacy, intrinsic motivation, anthropomorphism, social influence, facilitating conditions, and emotion), this study conducted content analysis and sentiment analysis on 4,107 online reviews from 68 mid-range and high-range hotels in Qunar. The results showed that users’ overall evaluation of robot service in mid-range and high-range hotels is positive. The most frequently mentioned dimension by users is performance efficacy, followed by intrinsic motivation, anthropomorphism, and emotion, finally, the facilitating conditions, the five dimensions have positive impact on users’ evaluation of service robots; the influence of social influence on human–robot interaction evaluation has not been found. This study supplements the research on service robot and provides a reference for hotel managers to make decisions.

Abstract:As the hospitality industry has begun adopting service robots to replace frontline human services, service robots' attractiveness becomes a salient factor in their design and implementation. However, it is unclear what consist of service robots' attractiveness and how they affect customer responses. This study examines the effects of multiple dimensions of service robots' attractiveness on customers' emotions using a text mining approach. For the data analysis, we collected 50,629 online reviews on 59 hotels and restaurants using service robots from the largest social commerce platform in China. Using the Linguistic Inquiry and Word Count (LIWC) method, we analyzed 7570 online reviews that are directly related to service robots. With the LIWC outcomes, the relationships between the attractiveness dimensions and customer emotions were investigated. Based on our findings, finally, we provide propositions for understanding the attractiveness of service robots. The theoretical and practical implications of the findings are discussed.

Analysis of the Hotel Service Robot Market Trend Using Text Mining

Abstract:Purpose – In order to identify the market trend of hotel service robots, this study aims to conduct a big data analysis using text mining by dividing it into pre-COVID-19, COVID-19, and post-COVID-19 periods. In other words, we will identify the issues in the hotel service robot market trend and make meaningful suggestions through network analysis and the centrality results of key texts, key correlations by period, and a comparison of co-occurring keywords. Design/Methodology/Approach – Frequency analysis and sentiment analysis were performed using texts from the major portal sites Daum, Naver, and Google, and QAP correlation analysis was performed to confirm the structure of the network for each period, including before COVID-19, during COVID-19, and after COVID-19 related to service robots. Lastly, co-occurrence keyword analysis was performed to identify interrelated keywords. Findings – The results of the analysis are as follows. As a result of the frequency analysis, before COVID-19, it was presented in the order of service, Seoul, and artificial intelligence; during COVID-19, service, Seoul, and introduction; and after COVID-19, service, market, and business. In addition, the results of the power centrality analysis show a similar structure to the betweenness centrality results. Third, as a result of QAP correlation analysis, it was confirmed to be statistically significant, from a minimum of .838 to a maximum of .951. Research Implications – Based on the analysis results, hotel managers will need solutions for food service as well as investments and improvements in service and robots, and will need to find ways to provide more value to customers.

Abstract:Due to the 4th Industrial Revolution, Artificial Intelligence and other internet technologies such as RAISA (Robots, Artificial Intelligence and Service Automation) have been adopted in various industries, including the hospitality and tourism industry. As the industry traditionally offers services through manual labor force, more companies adopt RAISA through a commercial service in the form of chatbots, delivery robots, robot concierge, conveyor restaurants, self-service information/check-in/check-out kiosks, and many others. The current academic resources mainly focus on customer perception or evaluation of robots themselves, and few studies link robot services with customers ’ overall experience of hospitality services. This study aims to evaluate the current status of RAISA studies in the hotel industry and propose directions for future research. Thirty - seven articles were identified from Google Schola r. These articles were reviewed from four perspectives, namely, journal/year distribution, methodology, research context, theoretical foundation. Findings reveal that most studies on RAISA in the hotel industry focus on RAISA’s impacts on the hotel industry, RAISA service quality, customer acceptance of RAISA service, customer satisfaction and factors influencing Customers’ Satisfaction on RAISA Service and quantitative approach is the dominant research method. To this end, five research directions cover outstanding themes as follows: 1) strategic assessment of RAISA performance, 2) hotel financial impacts on RAISA employment, 3) customers’ satisfaction and RAISA service quality, 4) macro environment impacts on RAISA in hotels, and 5) premium determinants on customers ’ acceptance on RAISA.

Abstract:Service scholars seem to have empirically overlooked the impact of service robots in the overall customer evaluation of tourism services. This study addresses this gap by leveraging three-factor theory and electronic Word-Of-Mouth data to assess human-robot interaction’ influence on customer satisfaction. Text analytics are deployed alongside a penalty-reward contrast technique on almost 70,000 online reviews spanning 44 hotels worldwide that incorporated service robots into their operations. Customer satisfaction with hospitality services is significantly increased by positive service robots’ performance, while no significant effect is associated with negative service robots’ performance. The traveler type does not moderate the relationship between service robots’ performance and customer satisfaction. These findings, confirmed through Propensity Score Matching, reveal that service robots constitute an “excitement factor” in hospitality service offerings, thus providing a strong incentive for their integration into the workforce. Policymakers are urged to proactively facilitate the transition to a more automated service economy.

Abstract:This study tackled the issues with service robots in hospitality industry and how to leverage robotic technology effectively. The implementation of robots in the hospitality industry was pushed to the boundary; however, customer satisfaction did not improve much as people still complain about the lengthy check-in process, the confusing communication, and other common complaints; there are more associated issues, such as underwhelming welcome, robots do not understand a specific accent, robots run out of battery, robots struggle to understand guests’ requests. Another issue was that some guests were uncomfortable with being served by service robots. The study aimed to determine the relevant degree of robotic staff implementation in the hospitality industry to improve customer satisfaction. For the empirical analysis, the data are coming from the given-out survey, including people who work at the hotel and people who do not work at the hotel, to gather comprehensive opinions from people with diversified occupancy. The study conducted a multiple-choice survey and a short answer question to leave them blank for people who want to express their feelings for service robots.

Abstract:In this paper, we analyze the service quality problems of hotels from the perspective of customer satisfaction and service, and propose corresponding solution strategies. This paper elaborates on the word vector of model input, and then focuses on the structure and calculation process of the two-channel RNN triplet block model proposed in this paper. According to the expression habits of daily emotional tendencies, the RNN ternary block structure is set up to capture the structure of emotional tendency expressions and strengthen the dependency relationship between emotional tendency expression words. Provide suggestions for the improvement of service quality of Guido Hotel based on the results of satisfaction analysis and customer questionnaire. By comparing the experimental results, the effectiveness of the two-channel RNN ternary block model in the hotel review sentiment tendency analysis task is verified.

Abstract:Purpose Drawing on the Service Robot Acceptance Model (sRAM) proposed by Wirtz et al. (2018), this study aims to examine how functional and social-emotional antecedents affect relational elements and the critical functions that trust and rapport play in robot acceptance in hotel services. Additionally, this study incorporates customer characteristics into the modified sRAM. Design/methodology/approach Consistent partial least squares (PLSc) was used to test the proposed model utilizing data collected from 456 Chinese customers. Findings The results indicated that effort expectancy and performance expectancy positively affect hotel guests' trust toward and rapport with service robots. However, the effect of social influence on trust and rapport is insignificant. Additionally, perceived humanness and perceived social interactivity positively influence rapport, and perceived social presence positively affects both trust and rapport. Furthermore, trust and rapport positively influence hotel guests' acceptance of service robots. The results also revealed the moderating role of age. Originality/value This study contributes to service robot literature by providing insights into how functional and social-emotional factors affect relational factors and the key role of relational factors in robot acceptance based on the sRAM. This study also advances this body of knowledge by highlighting the moderating effect of age.

Abstract:Purpose Drawing on anthropomorphism and the stereotype content model, this study aims to explore the impacts of robot anthropomorphism on hotel guests’ word of mouth and continuous usage intention through perceived warmth and competence. This study also investigates the moderating effects of guests’ expertise. Design/methodology/approach A total of 524 valid data was collected with Chinese hotel guest through an online survey. Data were analyzed by using structural equation modeling. Findings The results indicate that robot anthropomorphism positively affects perceived warmth and competence. Perceived warmth positively affects guests’ word of mouth and continuous usage intention, while perceived competence only positively influences guests’ continuous usage intention. The findings further show that guest expertise weakens the positive relationship between robot anthropomorphism and perceived warmth and competence. Originality/value This study advances robot service literature by integrating the stereotype content model with robot anthropomorphism in exploring hotel guests’ perceptions on service robots. This study also discovers the vital boundary role of guest characteristics in human–robot interaction. This study provides valuable information for hoteliers to design and adopt better robots for optimal guest experiences.

Abstract:In the hotel industry, the measurement and evaluation of customer satisfaction is the principal tool for marketers to assess the health of their relationships with customers. Online review (OR) is an important vehicle of the measured and evaluated results. In recent years, both academia and the industry have attached great importance to the measurement and evaluation of customer satisfaction based on online reviews. However, there are several problems with the satisfaction measurement and evaluation of hotel customers: the diverse dimensions of indices, the static method of measurement, and the contradiction between conclusions. Thus, it is urgent to standardize the theories, methods, and techniques for measurement and evaluation. The purpose of this study is to propose a dynamic measurement and evaluation framework for hotel customer satisfaction through sentiment analysis on online reviews. The proposed framework consists of five steps: (1) The corpus of online reviews is obtained, laying a data basis for subsequent research. (2) From the perspective of managers, the useful texts are recognized through review preprocessing, word segmentation, extraction of high-frequency words, topic extraction, phrase processing, and selection of subjective phrases. (3) Based on the recognized useful texts, a three-layer index system is created for hotel customer satisfaction according to relevant professional theories. (4) The center term-based short sentence sentimental orientation (CTSSSO) algorithm is developed to compute emotional intensity, calculate index weight based on word frequency statistics, and then dynamically measure the customer satisfaction. (5) The dynamic important performance competitor analysis (DIPCA) is adopted for dynamic evaluation of customer satisfaction. The feasibility of the framework and its specific methods were demonstrated through a case study on the online reviews of two five-star hotels on Ctrip.com and comparison against the conclusions in relevant literature and manual tags.

Abstract:With one-tap check-ins, digital concierge services, voice-activated gadgets, chatbots, smart in-room technology, and advanced analytics, the hotel sector has been quickly embracing new technologies to meet and exceed consumer expectations and digitize the customer experiences. The traditional hotel management with internet-based customer service could not handle dynamic real-time data efficiently due to increased data volume. Thus, this work analyzes hotel management practices with the internet of things (IoT) and big data. The IoT and big data significantly impact the guest experience since businesses can provide consumers with unique services to their needs. Automated check-in and checkout, pre-booking, registration, and user-chosen payment methods are just a few self-services that improve the visitor experience. For enhancing visitor satisfaction and offering tailored services, this paper looks at how IoT and big data analytics can help the hotel sector. It moreover examines how IoT can be used within the business. This extended research finds excellent results in hotel management through IoT and big data. A client occupancy detection model (CODM) simulation scenario finds the best detection accuracy of 97.51%.

Abstract:One recent application of technology In the foodservice industry involves robotic services in restaurants, mainly because it reduces labor costs and increases efficiencies. Driven by the value co-creation framework, the purpose of this study was to examine the impact of robot service on restaurant customer experiences and satisfaction. The sample includes a total of 1381 reviews posted from January 2015 to January 2020. This study used the software Leximancer to analyze the data and identified the following themes: Food, Robot, Quality, Ordering and Delivery Serivces. The findings further indicated that robotic services play an essential role in creating positive dining experiences and are more likely to lead to higher satisfaction levels. Based on the results, this study discussed how robotic services might contribute to customers’ value co-creating process and affect their evaluation of the dining experiences. This study, however, is delimited to English reviews and North American restaurants.

Abstract:The pandemic accelerated the blooming of service robots in the hospitality industry in recent years in China. The researcher drew upon extended UTAUT2 theory and satisfaction to construct the conceptual framework and spent time on smartphones as mediating and moderating roles. Besides, IBM SPSS and SmartPLS were conducted to analyse the collected data with 310 valid responses through questionnaires. The results of this study contributed practical insights for relevant governmental departments and hotel operators as well as restaurant managers in their decision-making on whether to adopt AI unmanned services in the hospitality industry in China.

Abstract:Humans in hospitality areas are being replaced by robot concierges, delivery robots, chatbots, and information assistants through a variety of devices, for example, mobile apps and self-service check-in/check-out machines. Powered by artificial intelligence (AI) algorithms, big data, mobile Internet and internet-of-things technologies, inventions supporting a sustainable shift to social robotics have recently been growing exponentially. Despite this unidirectional movement, there has been a lack of effort to monitor customer responses regarding specific situations in a timely manner. In this study, we examine YouTube, an online streaming video website, to uncover what factors affect attitudes towards RAISA (Robot, AI, and Service Automation) applications in the hospitality industry. The findings show that the sentiment of the content of video narration and physical interaction influence potential customer attitudes toward RAISA services in hospitality. This study provides insights about how online buzz can offer an initial reference for potential customers to deal with the uncertainty of innovative services and provide practitioners with information about proper design guidelines for promoting RAISA applications to their businesses by grasping the trend of broad opinion in real time.

Abstract:Abstract The use of robotics and artificial intelligence have created a shift in the ways the service-based hospitality and tourism industry can fulfill the needs and wants of consumers that were earlier fulfilled only by humans. Robots have added the automation and self-service experience that play a vital role in the improvements of efficiency, speed, and the overall experience for the guests using technology. While there are many benefits of using robots in the industry, there are also risks associated with the excessive usage of robots on guest experience. As a result of the pros and cons on the topic, it is very important to gather data and analyze the results to further investigate and understand what the outcomes will be for the industry, its employees, and its customers. The purpose of this study is to examine the perceptions of the use of robots in the hotels as perceived by hotel guests who used a service robot and who did not. A self-administered survey was developed, and 939 usable responses were collected from hotel guests. Factor analysis showed that five factors emerged in the study: Advantages, Attitudes, Disadvantages, Pandemic Related, and Fear. Guests recognize the opportunities that service robots are bringing to their experience while voicing their concerns and fears about the use of them. Findings also showed that there are significant differences between users and non-users.

Abstract:Journal of Service Research, Ahead of Print. Understanding consumer emotions arising from robot-customers encounters and shared through online reviews is critical for forecasting consumers' intention to adopt service robots. Qualitative analysis has the advantage of generating rich insights from data, but it requires intensive manual work. Scholars have emphasized the benefits of using algorithms for recognizing and differentiating among emotions. This study critically addresses the advantages and disadvantages of qualitative analysis and machine learning methods by adopting a hybrid machine-human intelligence approach. We extracted a sample of 9707 customers reviews from two major social media platforms (Ctrip and TripAdvisor), encompassing 412 hotels in 8 countries. The results show that the customer experience with service robots is overwhelmingly positive, revealing that interacting with robots triggers emotions of joy, love, surprise, interest, and excitement. Discontent is mainly expressed when customers cannot use service robots due to malfunctioning. Service robots trigger more emotions when they move. The findings further reveal the potential moderation effect of culture on customer emotional reactions to service robots. The study highlights that the hybrid approach can take advantage of the scalability and efficiency of machine learning algorithms while overcoming its shortcomings, such as poor interpretative capacity and limited emotion categories.

Abstract:In order to analyse the factors and dimensions that customers pay attention to smart hotels, this experiment selects the user reviews of five smart hotels on Ctrip as the research samples, and carries out network text big data collection, text pre-processing and topic mining through the relevant algorithms of Python programming language. The results show that customers’ accommodation experience of smart hotel mainly includes five aspects: breakfast and transportation, staff service level, intelligent service, room environment, and room hardware facilities. Among them, the customer’s attention to the intelligent services of smart hotels and the intelligentization of hardware facilities in guest rooms reflect the difference in customer experience between smart hotels and traditional hotels, which provides a certain reference for the optimization of hotel service levels.

It would be the first major research in Greece and surely a significant contribution on the existing knowledge.

Abstract:Service robots and artificial intelligence promise to improve the service quality. Robotics in combination with rapidly improving technologies like artificial intelligence, bring opportunities for a wide range of innovations that have the potential to change service quality in hotel industry. Based on an extensive literature review, this article presents the acceptance of service robots in hotel industry. The paper acknowledges that the adoption of the robots and artificial intelligence on service quality is focused on the challenges of technological characteristics, customers’ readiness and practical effectiveness of the business. The study provides a comprehensive and systematic review of robots and AI concepts in a hotel industry and examines their impacts on service quality. The hotel industry future is going to be affected with high-tech tourism companies offering robot-automated services which rely on guidance to adopt and integrate robotics into their customer service operations.
