Abstract:Purpose The purpose of this study is to explore user satisfaction with in-house facility management (FM) services in multi-tenanted office buildings in Accra, Ghana using a post-occupancy evaluation (POE) approach. Design/methodology/approach The study assessed user satisfaction with FM service quality by using a POE of their perceptions about the attitude and courtesy of the FM personnel, the reliability of the FM services they provide, the responsiveness and the competence of the service providers. The study used walk-throughs and questionnaire surveys as the POE methods. One hundred and twenty-one users from 22 multi-tenanted office buildings, who have actively used the FM services for at least a year, were purposively sampled. The data was collected via a survey using a structured questionnaire. The data was analysed using descriptive statistics and principal component analysis in version 25 of statistical package for the social sciences. Findings The study revealed that users were dissatisfied with the quality of in-house FM services across all 15 services The results also showed that users' satisfaction with the services is not affected by the differences in their age, gender, educational level, job role and number of years in the buildings. The results further demonstrated that the most critical factors that resulted in users' dissatisfaction were electric facilities, building fabric maintenance, emergency coordination, waste management and the decoration of the buildings during festive seasons. Originality/value To the best of the authors' knowledge, the present study based on POE to assess user satisfaction with FM services for multi-tenant office buildings has, presumably, not been tackled before in Ghana. The results of the study are very essential to the owners of the buildings and facility managers in decision-making concerning the delivery of FM services. Building industry-wise, the results demonstrate the need for in-house FM managers in multi-tenanted office buildings in Ghana to adopt FM service delivery methods that increase user satisfaction. The results also call for further research into user satisfaction with outsourced FM services in multi-tenanted office buildings and further research on the use of the in-house strategy on other types of buildings to ascertain whether the dissatisfaction with FM is due to other factors such as the choice of FM strategy, the property type etc.

Abstract:Aim: This study identifies factors that influence construction project performance, evaluated the factors and examined the impact of these factors with a view to help owners, consultants, and contractors overcome performance problems and improve construction project performance and recommend modalities for enhancing the effective implementation of construction project objectives. Study Design: A cross-sectional questionnaire survey was adopted in this study. Place and Duration of Study: Purposive sampling technique was used to elicit 100 copies of questionnaires from contractors, architects, clients, engineers and builders in Federal Capital Territory, Abuja, Nigeria between June 2019 and April 2022. Results: The data was analysed using frequency, percentile, and relative importance index (RII) to rank factors. The results show that the top three cost-factors affecting project performance are escalation of material prices, design changes, and discrepancies in contract documents; the top three time-factors that affect project performance are: non-availability of resources as planned throughout project, slow decision making and time required to implement variation orders; the top three quality-factors affecting project performance are the availability of experienced and qualified personnel, deficiencies in coordination and lack of managers involvement in decision making. The study also revealed that, the top three factors for “others” category of factors that influence project performance are frequent staff development; good staff motivation and staff attitudes on the project. Finally, the study revealed the top three modalities to ensure effective project performance: frequent progress reviews; comprehensive contract management and dedicated leadership and management. Conclusion: The paper shows among others that the factors affecting project performance are rising material prices, design changes, discrepancies in contract documents and slow resource availability as planned throughout the project. To ensure effective implementation of construction project objectives in the industry the study recommends among other things that stakeholders need to have a clear mission and vision to formulate, implement and evaluate their performance. Also, regular progress reviews should be carried out to ensure that clear decisions are made timely to ensure construction process proceeds as planned.

Abstract:Purpose This study aims to assess the satisfaction of users with outsourced facility management (FM) services in multi-tenant shopping malls (SMs) in Accra, Ghana. Design/methodology/approach This study measured user satisfaction (US) with 15 FM services using the perception of internal users about the attitude and courtesy of the personnel who provide the services, the reliability of the services, their responsiveness and their competence. This study used survey data from 117 users who have actively used these services for at least 12 months using structured questionnaires. The data was descriptively analysed to assess the perceived satisfaction of the users in five SMs. Findings The results showed that users were satisfied with the delivery of all 15 services (each had a mean above 3.0 which is the benchmark satisfaction point). The findings also showed high levels of service quality with the four dimensions of satisfaction investigated. Originality/value This study demonstrates US with outsourced FM services for multi-tenant SMs in Ghana. Practically, property owners, potential investors and other stakeholders can rely on the findings for effective FM strategy decision-making. Facility managers can rely on these findings to review their service delivery for the better.

Abstract:With the global increase in online services, there is a paradigm shift from service quality to e-service quality. In order to sustain this strategic change, there is need to measure and evaluate the quality of e-services. Consequently, the paper seeks to determine the relevant e-service quality dimensions for e-channels. The aim is to generate a concise set of dimensions that managers can use to measure e-service quality. The paper proposed an e-service quality model comprising seven e-service quality dimensions (website appearance, ease of use, reliability, security, personalisation, fulfilment and responsiveness) and overall e-service quality. The study employed a cross-sectional research design and quantitative research approach. The data were collected via a questionnaire from 400 e-channel users in Lagos State, Nigeria. However, 318 copies of the questionnaire were found useful. The data were analysed using mean, frequency, percentages, correlation and multiple regression analysis. The results revealed that the relevant e-service quality dimensions influencing overall e-service quality are reliability, security, fulfilment, ease of use and responsiveness. These e-service quality dimensions are expected to provide information for managers to evaluate and improve their e-channel service delivery.

Abstract:In an online-to-offline (O2O) environment, a company operates multiple channels: online, mobile, and offline. A company attracts customers and triggers payments online or via mobile, and then leads customers to an offline store to receive the products or services. The authors argue that in this mixed shopping environment, customer perceptions of service quality are different from those of existing commerce environments in isolation. O2O service quality consists of perceived tangible as well as intangible factors. Specifically, perceived tangible service quality reflects not only offline servicescape like ambient conditions, but also online tangible service factors such as mobile app design. Intangible service quality includes offline factors such as empathy as well as online factors like mobility. The current paper proposes an integrated O2O service quality model using key offline, online, and mobile service quality factors. This study also investigates how O2O service quality affects customer's perceived risk and trust toward the retailer, how it affects customer satisfaction, and revisit intention. Additionally, this study explores the moderating effect of telepresence in the relationships between O2O service quality and customer perceptions.

Indoor environmental conditions of selected shopping malls in Nigeria: A comparative study of microclimatic conditions, noise levels, and microbial burdens

Abstract:The activities of people and equipment used within shopping malls are major factors that contribute to air pollution and increased sound levels, thereby affecting indoor environmental quality and the well-being of mall operators. This study assessed indoor environmental quality through microbial characterization and measurement of environmental conditions present in selected shopping malls. Investigations were conducted at three shopping malls in Ibadan selected through convenience sampling technique. Environmental parameters such as noise level, relative humidity, temperature, PM2.5 levels, total volatile organic compound (TVOC) levels, microbial characterization, and quantity were determined. Microclimatic parameters (temperature and relative humidity) were measured using a 4-in-1 Precision Gold N09AQ multi-tester. Culturable airborne microbes were collected using the settle plate technique. PM2.5 and TVOC levels were measured using a Thermo Scientific MIE pDR-1500 PM monitor and sf200-TVOC meter respectively. Two bacteria species and five fungi species were isolated across the malls. The noise levels ranged from 61.27 to 81.20 dB. The mean temperatures (highest mean of 33.44 ± 1.42 °C), PM2.5 (highest mean of 114.06 ± 25.64 μg/m3), and TVOC (highest mean of 55.21 ± 8.28 ppm) concentrations were higher than the permissible limits stipulated by the WHO guidelines and NESREA standard limits across all the selected malls. A positive correlation was found to exist between particulate matter and TVOC (r = 0.174, p = 0.004). The total bacteria count was generally high with the highest mean of 1965.33 ± 368.56 CFU/m3, while the total fungi count was generally low with the highest mean of 579.82 ± 51.55 CFU/m3. Bacillus spp. and Candida spp. were found to the consistent from all sample points across the three malls. The bacteria isolated are Gram-positive bacteria associated with human skin which suggests a high rate of indoor pollution from humans. In conclusion, this research has demonstrated the necessity to monitor noise levels and indoor air quality in malls. Also, there is need for government policies to improve indoor air quality which must be enforced and regulated, especially within shopping malls.

Abstract:Objectives: Shopping malls are fast becoming one of the most visited public spaces globally. However, information on the possible environmental conditions in relation to health hazards in shopping malls is poorly documented in developing countries. This study assessed the sanitary conditions, waste management, safety measures and sources of air pollution associated with selected shopping malls in Nigeria.Study Design: a descriptive cross-sectional study design was adopted using a comparative approach. Methods: Three shopping malls (Mall Q, Mall R, and Mall S) in urban areas in Ibadan, Oyo State, Nigeria, were selected using convenience sampling technique. Three major shopping malls were selected using convenience sampling technique. Fifty seven, thirty five, and twenty nine stores were sampled in Mall Q, Mall R, and Mall S respectively. Direct on-site built environment and sanitary conditions of shopping malls were assessed using an observational checklist. Results: It was observed that all the selected shopping malls had air vents that were free from dust, unbroken walls, and emergency exits, although mold growths were observed on the walls and ceilings of Mall Q and Mall R. Toilet facilities were present and functional across all the shopping malls. Waste management facilities were available across the shopping malls with the absence of overfilled waste bins as regular emptying of the waste bins was a routine. Also, various safety measures and equipment were utilized across all the shopping malls, but safety signals and smoke detectors were absent in Mall R. Furthermore, Mall R and S were 5 m within the proximity of major roads, parking lots and public drainage channels. Conclusions: These findings reveal a need for improvement in the hygiene and sanitary conditions within shopping malls. Hence, there should be periodic environmental monitoring, and proper housekeeping practices should be encouraged in shopping malls in Nigeria.

Abstract:Purpose This study examined the performance of commercial and residential real estate investments in the Ibadan property market to provide information for investment decisions. Design/methodology/approach The study used a mixed research design (qualitative and quantitative). Data were obtained employing in-depth interviews with randomly selected sixteen estate surveyors and valuers practising in the Ibadan property market. Data for the study were analysed using the phenomenological thematic content analysis. Similarly, data on rental and capital values were translated to income, capital and holding period returns. The Kwiatkowski–Phillips–Schmidt–Shin (KPSS) and Philip–Perron (PP) models were used for unit root analysis. Ordinary least square (OLS) regression model was used to test for inflation-hedging characteristics, and the Granger causality tests were carried out to analyse the causal relationship between the variables. Findings The study revealed that the Ibadan property market is still immature. For the return components, the study found that the Ibadan property market provided mean holding period returns of 10.82%, 14.31 and 8.29% for office, shop and residential property types, respectively. The study also revealed that the selected property types are perverse hedges against inflation. Similarly, the study showed a unidirectional causal relationship between inflation and returns on the selected property types. Practical implications Results of this study revealed the peculiar nature of the Ibadan property market; findings from the survey can be used as a guide for investment decisions by foreign and domestic investors. Shrewd investors can take advantage of the high returns provided by the real estate assets in the Ibadan property market (by investing in the property market) to obtain high returns and expand their investment portfolio. Originality/value This study is the first to examine, in an eclectic and comparative context, the performance of commercial and residential properties in the Ibadan property market from the perspective of its market maturity level, returns profile, as well as its inflation-hedging characteristics. Findings from the study will equip both individual and institutional investors with valuable information for investment decisions.

Abstract:On the basis of SERVQUAL model, combined with the requirements of domestic consumers for the quality of office property service, from the five dimensions of facility management, cleaning service, security service, maintenance service and window service, a set of property service quality evaluation index system including 23 three-level indexes is designed. In order to find out the key factors affecting the quality of property service, this paper uses AHP to analyze the weight of each index, and on this basis, makes an empirical analysis of X property in Shanghai in the form of questionnaire survey. The results show that the five most important factors affecting the service quality of office property are elevator operation, access management, reception attitude, maintenance quality and toilet cleaning.

Abstract:Pre-tenancy activities are those activities that are pre-requisite and precede the establishment of landlord-tenant relationship. The aim of this study is to assess the effect of pre-tenancy activities on property management performance in Ibadan and this aim was achieved through the following objectives to: identify the stakeholders in property management; determine socioeconomic features of real estate experts and their practices; identify some of the pre-tenancy activities; and analyze the effect of pre-tenancy activities on property management performance. Therefore, the data was analyzed by frequency distribution and percentage, mean value and ranking methodologies. The research finds that there exists both positive and negative effect of pretenancy activities on property management performance. And that the positive impacts inundated the negative effects. The study hereby recommends that there should be continuity in the implementation of pre-tenancy activities by the property management firms, as it helps the property management performance amidst the tenancy stakeholders, specifically in Ibadan.

Abstract:This study aims to investigate the effect of impression management on employee contextual performance in service organizations using quantitative methods. The social influence theory, which explains the role of superior influence over the subordinate, served as the theoretical underpinning for the study. A cross-sectional survey design was adopted in line with positivism research philosophy. The accessible population of this study consists of one hundred selected service-oriented firms (four-star hotels, fast food restaurants, and travel agencies) operating in the southern part of Nigeria. The sample consists of middle managers, human resource managers, front desk officers, housekeepers, and customer relationship managers. Frequency distribution was used to analyze participants’ profiles, while linear regression was employed to analyze the formulated hypotheses. Statistical Package for the Social Sciences (SPSS) 20.0 served as statistical software. Linear regression results suggest that self-promotion exerted a significant positive effect on co-worker support. Ingratiation demonstrated a significant positive effect on customer satisfaction. It appears that exemplification exerted a significant positive effect on enterprise compliance. The outcome of this study has demonstrated that traditional managerial skills can no longer hold water in contemporary service-oriented organizations because of the workplace's dynamic and changing technological structure. Abstract:The need to contribute to a deeper understanding of the multifaceted impact of facility management practices on retail business performance in Port Harcourt, Rivers State Nigeria necessitated this study. The aim is to ascertain the impact of facility management on the overall performance of the retail markets. The research endeavours to evaluate the prevailing facility management practices within selected retail markets using a mixed methods research methodology to ensure a thorough exploration of the subject matter. The study population comprised various stakeholders within the retail market sector, including retail market owners, housekeepers, porters, vendors, and facility managers. A sample size of 161 respondents was selected to represent the diverse perspectives and experiences within the retail sector. Data collection involved a combination of qualitative and quantitative techniques. Qualitative data were gathered through interviews, allowing for in-depth exploration of participants' perceptions and experiences. Meanwhile, quantitative data were collected via structured surveys. The study finds that facility management practices has not improved customer satisfaction or employee productivity in selected retail market as respondents were very dissatisfied or dissatisfied with the current level of facility support provided for various operational aspects of the supermarket. Findings indicate that facility management practices such as provision of safe environment, standard of cleaning in facility management, relevance of provided equipment, high performance/ productivity risk mitigation, responsiveness of the facility management team in addressing customer issues, effective utilization of space can impact the overall performance of the retail market. The study concludes that effective facility management practices is a determinant of success in the competitive landscape of the retail market and recommends the setting up of clear standards for facilities management practice in the supermarkets, effective communication with the users/owners, implementation of preventive maintenance, adoption of smart technologies in retail market facility management plan, and the establishment of a facility management department to coordinate uses and services of facilities in the retail market buildings.
Effects of Front Desk Staff Service Quality on Customer Satisfaction in Some Selected Hotels in Tamale Metropolis

Abstract:The hotel sub-sector provides a plethora of services to stimulate the growth of the tourism sector. As a result, numerous governments offered a lot of incentives to support the growth of the hotel businesses in Ghana. However, it seems most of the hotels in the hospitality industry including those in Tamale Metropolis are not meeting the quality standards expected of them in connection with service delivery, good customer relationships, sufficient facilities, and provision of confidence and trust of services offered. The study, therefore, examined the effects of front desk staff service quality on customer satisfaction in some selected hotels in Tamale Metropolis. The SERVQUAL Model served as the study's foundation. The study employed cross-sectional survey design. Multi-stage sampling strategy was used. A convenient sampling approach was employed to select the 2 hotels in the Metropolis for the research. Statistical Package for Social Sciences (SPSS) version 22 was used to analyze the data. The study found that guests had a positive perception of front desk staff at the two hotels. However, most of the guests did not have confidence that front desk staff inspire visitors, and that information about the two hotels was not sufficiently available. It was further revealed that front desk staff service quality significantly affects customer satisfaction. However, treatment equality, attention to details, and front desk staff language proficiency were the factors the front desk staff lack. The study recommends hoteliers engage highly motivated front desk staff; capacity building of front desk staff on how to inspire visitors to attract more customers; and training of front desk staff on how to be more attentive to guests' needs and preferences in order to improve the guest stay and overall experience.
Post-Occupancy Evaluation of a University Shopping Mall Facility

Abstract:Abstract Post-occupancy evaluation (POE) is a performance assessment methodology, which can be applied to determine the level of user satisfaction with any given facility. Since university shopping malls could have an impact on the students’ academic experience and well-being, it is of paramount significance that university shopping mall facilities are designed and operated to the highest standards. The Extensive literature review highlighted the lack of POE studies for assessing the quality of shopping mall facilities. This study aims at addressing this gap, by presenting the findings of an investigative POE of a university shopping mall facility. The Literature review was conducted pertaining to the technical and functional performance requirements of shopping malls. Twenty-nine performance indicators were identified for shopping mall facilities. These were grouped under five categories, namely building performance, safety and security, proximity and accessibility, space planning and layout, and mall services. A questionnaire survey was developed based on the identified performance indicators. The survey was administered to obtain the students’ feedback on the university shopping mall facility. In addition, a walkthrough tour of the mall facility was performed to identify issues, which can be immediately recognized. Finally, a plan of action was developed to improve the performance of the shopping mall facility. The study is beneficial to planners, architects and facilities managers of such facilities.

Abstract:Today, almost all banks have adopted ICT as a means of enhancing their banking service quality. These banks provide ICT based electronic service which is also called electronic banking, internet banking or online banking etc to their customers. Despite the increasing adoption of electronic banking and it relevance towards end users satisfaction, few investigations has been conducted on factors that enhanced end users satisfaction perception. In this research, an empirical analysis has been conducted on factors that influence electronic banking user's satisfaction perception and the relationship between these factors and the customer's satisfaction. The study will help bank industries in improving the level of their customer's satisfaction and increase the bond between a bank and its customer.

Abstract:Facilities management (FM) professionals state that adopting FM will positively support core service delivery and ensure customer satisfaction. Evidences of such claim are important as it will enhance the rationale for institutionalising prudent FM service quality in hospitals in Ghana. This paper aims to assess the mediating effect of healthcare FM service quality on patients' satisfaction and overall healthcare delivery. This is a cross-sectional study involving adult patients at the Physician outpatient departments and Polyclinics of Komfo Anokye, Tamale and Cape Coast Teaching hospitals in Ghana. A questionnaire survey using a well-structured five-point likert scale based on the SERVQUAL dimensions and Healthcare core service dimensions rooted in the FM framework was used to collect data from 660 patients. Smart PLS was used to analyse the data of 622 valid questionnaires. The study results revealed that FM service quality mediates the relationship between patients' satisfaction and three of the constructs under core healthcare delivery. That is, (the quality of healthcare delivery, the quality of healthcare personnel and the adequacy of healthcare resources) – surprisingly, the fourth construct (the quality of administration process) was not supported. There is no or at best very limited studies on the contribution of healthcare FM on patients satisfaction of core healthcare delivery in Ghana. Maintenance Management Practices and Factors Affecting Maintenance of Private University Buildings in Ogun State Nigeria

Abstract:Building maintenance management is an efficient and viable technique used for addressing issues with construction's upkeep. Nigerian tertiary institutions have been accused of lacking maintenance culture. Meanwhile, quality and sustainable education is delivered when educational buildings are adequately maintained. The present study seeks to investigate the factors affecting maintenance management of private university buildings in Ogun state Nigeria. Questionnaire survey was utilized as a research instrument to gather information from the maintenance personnel within private universities in Ogun state, Nigeria. The data analysis techniques used were descriptive and inferential statistics. The results revealed that use of poor quality components and materials,no adoption of appropriate maintenance cycle for building maintenance, lack of discernable maintenance culture in the country, and inadequate training and development of maintenance personnel are the top most four factors affecting maintenance management of private university buildings in Ogun state, Nigeria. The study provides insights into the factors affecting maintenance management of university buildings. An understanding of these factors would help tertiary institutions and maintenance personnel facilitate the development of strategies required in minimizing the factors affecting maintenance management practices in tertiary institutions.

Abstract:The categories and quality attributes of property services valued by customers in Taiwan are discussed in this paper. We proposed a hybrid model that combines SERVQUAL, the Kano model, and the Refined Kano model in order to examine a sample of three hundred customers. The results show that the new model analysis validated the effectiveness of the proposed approach while maintaining classification power at par with the Kano questionnaire; a lower turnover rate of service staff (X14) shall be considered the quality attribute of Potential (P), inferring that a lower dismissal rate of service staff allows the management to reduce oft-incurred training expenditures and maintain the company’s competitiveness. Indeed, a more consumer-oriented point of view and differentiated service strategies may effectively resolve the cognitive gap (and eventually the overall gap) between property service staff and customers. Consequently, property services providers would do well either to collaborate with research institutions or to carry out periodic surveys using questionnaires to improve the quality of their services.

Abstract:BACKGROUND: The main purpose of this study was to identify factors that influence healthcare quality in the Iranian context.METHODS: Exploratory in-depth individual and focus group interviews were conducted with 222 healthcare stakeholders including healthcare providers, managers, policy-makers, and payers to identify factors affecting the quality of healthcare services provided in Iranian healthcare organisations.RESULTS: Quality in healthcare is a production of cooperation between the patient and the healthcare provider in a supportive environment. Personal factors of the provider and the patient, and factors pertaining to the healthcare organisation, healthcare system, and the broader environment affect healthcare service quality. Healthcare quality can be improved by supportive visionary leadership, proper planning, education and training, availability of resources, effective management of resources, employees and processes, and collaboration and cooperation among providers.CONCLUSION: This article contributes to healthcare theory and practice by developing a conceptual framework that provides policy-makers and managers a practical understanding of factors that affect healthcare service quality.
